100% call QA for NBFCs: from 2% sampling to full coverage
Why moving from sampling to full coverage is the highest-leverage upgrade in BFSI customer operations — and what to expect in the first 90 days.
The 2% problem
Most NBFC QA teams audit 2–5% of recovery and service calls. The other 95% are invisible — which means compliance violations slip through, agent coaching is anecdotal, and revenue signals (upsell, balance-transfer intent) are lost on the day they're spoken.
The bottleneck isn't analyst skill. It's that humans can only listen to so many calls. Going from 2% to 100% requires moving the listening step to AI and keeping humans on the part they're best at — judgement.
What 100% coverage actually changes
In a recent NBFC deployment (1,500+ calls/day), the first analysis pass surfaced:
- 300 long-pending cases that had no recent activity logged
- 18 RBI/NHB compliance flags that sampling had missed
- 150 upsell and retention signals captured before leads cooled
- An estimated ₹28 Cr in annual ROI from risk avoidance + signal capture
- 10–15 hours per supervisor per week freed from manual replay
These are not projection numbers. They are first-pass output from week one, on the same recordings the QA team had access to.
First 90 days
Week 1–2: Pipeline live. ASR running on every recording, in Hindi, Hinglish and English. Sentiment timeline visible per call. PII redaction on.
Week 3–6: Compliance ruleset tuned to your portfolio (RBI/NHB triggers, threat language patterns, consent gaps). Supervisor dashboard live with a daily flag queue.
Week 7–12: Agent scoring rolled out. Coaching events generated per agent per week, tied to exact call moments. Branch and product benchmarking on month-end reviews.
Where it stops working
Two failure modes show up:
-
Rule sprawl. Compliance rules multiply until everything is flagged and nothing is. Counter: keep a rule budget, review monthly, retire rules that fire too often.
-
Coaching without authority. Scoring is useful only if supervisors have time and remit to coach. Counter: free the time first (via Post-Call Analytics), then build the coaching cadence.
Both failure modes are about workflow, not technology.
How to start
A two-week shadow pilot — your recordings, our pipeline, your QA team comparing AI flags against their own sample — is usually enough to see whether the coverage and flag quality match your operations.
